Sounds like a breakthrough, right? Not so fast.
Most automated QA solutions prioritize quantity over quality, measuring superficial compliance rather than driving meaningful improvement. Instead of fixing what’s broken in quality assurance, they risk scaling a flawed model. Worse, they reinforce a checkbox-driven approach that fails to deliver real business value.
But here’s the real missed opportunity: when done right, automation isn’t just about scoring more interactions—it’s about understanding performance at a broader scale. Instead of nitpicking a single call that happened to get reviewed, automated QA can provide a holistic view of an associate’s performance over a day, a week, or a month.
That’s the real potential—if we use it correctly.
What Automated Quality Assurance Should Do
At its core, automated QA should serve three critical functions:
- Ensure Compliance – The unavoidable “cover your ass” element. Certain industries and regulations require contact centers to monitor and document compliance-related interactions.
- Drive Sustainable, Scalable Employee Performance – Great QA isn’t about catching agents making mistakes; it’s about helping them improve. It should be a force multiplier for skill development, coaching, and engagement.
- Generate Cross-Functional Business Insights – QA isn’t just an operations tool. When done correctly, it’s a gold mine for marketing, product development, and business strategy.
Here’s the problem: These three pillars demand human intelligence, context, and nuance. Today’s automated QA solutions aren’t delivering that. Instead, they automate the worst parts of QA—checklists, box-ticking, and punitive measures that demoralize employees while adding little strategic value.
The Rise of the Checkbox Mentality
At Customer Contact Week Winter in Orlando, I spoke with vendors eager to showcase their automated QA capabilities. But as they walked through their demos, something became clear:
They weren’t talking about coaching.
They weren’t talking about business insights.
They weren’t talking about actual performance improvement.
They were just talking about more ways to scale auditing and compliance.
That’s where most solutions fail. But the best AQA tools offer something valuable: the ability to see broader trends and eliminate human bias in scoring.
- Instead of reviewing five random calls a month, automation allows leaders to analyze every customer interaction.
- It removes the perception that one QA analyst is “harder” or “easier” in grading than another.
- It helps connect the dots between performance issues and root causes, surfacing insights that manual QA could never scale to identify.
Yet, many solutions still fall short. That’s why contact center leaders evaluating AQA must ask hard questions:
- How does your solution improve coaching and agent development?
- What insights does it deliver beyond compliance scoring?
- Does it integrate with our LMS, coaching tools, or job aids?
- Can it map to performance plans, employee goals, or specialized focus areas?
- How does it actually improve performance—beyond just tracking activities?
- What measurable business outcomes have organizations seen from your AQA solution?
- How does your solution support cross-functional collaboration beyond the contact center?
Quality should never be just about compliance. Yet, that’s precisely what many automated QA solutions prioritize. They track whether agents used a specific phrase, followed a script, or avoided “forbidden words.” What they don’t do is evaluate actual customer experience or determine whether an interaction led to a positive outcome.
The Dangers of the Checkbox Mentality
Overreliance on automation creates three major risks:
- It incentivizes the wrong behaviors. If QA becomes a robotic scoring exercise, agents will optimize for the score instead of the customer.
- It misses context. AI can detect if an agent said, “Is there anything else I can help you with?”—but it can’t tell if it was delivered with empathy or frustration.
- It creates a false sense of progress. Leadership sees “100 percent QA coverage” and assumes quality is improving. In reality, they’re just measuring more of the wrong things.
The Way Forward: Augment, Don’t Automate
I’ve spent years building, overhauling, and advising contact center QA programs. The best ones don’t rely on automation alone—they use technology to augment human expertise. When implemented strategically, AQA can be a powerful tool for:
- Identifying coaching opportunities by analyzing thousands of interactions—not just a few.
- Delivering real-time insights that help supervisors support agents in the moment.
- Freeing QA teams to focus on high-impact analysis instead of manual scoring.
- Providing a fairer and more consistent view of performance by removing human grading bias.
- Surfacing patterns and root causes that would be impossible to detect through manual reviews.
But more QA doesn’t mean better QA. Contact center leaders must demand AQA solutions that drive meaningful business outcomes—solutions that support employees, improve customer experience, and provide actionable insights across the business.
True quality isn’t about checking boxes. It’s about improving the employee experience, enhancing the customer journey, and strengthening the business as a whole.
Technology can elevate automated QA—but only when it prioritizes coaching, business intelligence, and real customer outcomes. Instead of settling for automation that simply tracks compliance, organizations should push vendors to prove their tools genuinely:
- Drive coaching and skill development
- Improve employee engagement
- Deliver insights that shape better customer interactions
Vendors must do better. And buyers must demand it.
